I’ve been consolidating some thoughts on social media marketing and customer service. My brain is often ‘abuzz’ with ideas and thoughts and that’s why blogging is good for me – it forces me to clarify and shape my ideas into something I can then share with others. I recommend it if you don’t already.

My passion for Customer Service started young. In my late teens, I dropped out of university (I got my degree and moved on to a MBA later) and ended up ‘flipping burgers’ at McDonald’s. It wasn’t the first job like that I had done, but it was the first where I could see first hand the impact I could have on the bottom line by having conversations with customers that built relationships. I rose quickly through the ranks with that company, and learned to appreciate the business model that has made the company so successful. I then had ten years with a Virgin group company, where I worked at a senior level on engagement, customer service strategy and also pioneered Twitter in the industry.

What has changed about customer service?

Well, I think the basics haven’t changed. It’s still about the conversations we have. It’s where we have them that has changed. Time is our most precious commodity, and that in part is responsible for the rapid technological changes we have seen in the last ten years. So is globalization which has led to increased competition.

Competition has made differentiation vital. It’s important that you stand for something different. Why? Because your customers are less loyal to your brand than ever before. Consumers today are more savvy.

The growth in the use of Twitter, YouTube, Facebook and other social media has presented a huge challenge for companies. Suddenly all those conversations people had in private suddenly became public.

The World is now Online.

Marketeers were the first to notice the opportunities online for their brands. There have been some brilliant viral video social media marketing campaigns. Once of my all time favourites was created to encourage people in Sweden to buy a TV License. An amazingly engaging solution to a fairly mundane issue.

The thing is, the low barriers to entry in social media mean that anyone can potentially reach millions of consumers in a way that in the past only companies with big budgets could. The web has become a brilliant leveler. It has democratized self expression. I can upload a video right now to YouTube (or Vimeo etc) or set up a Facebook Group or use Twitter to highlight my personal experience with you or the company you work for.

Companies are no longer in control of their message. There has been a massive power shift back to the customer.

If you make a mistake using social media then it’s in public. Everyone sees it. Often, it is a small but ethically ‘grey’ decision that causes the biggest tidal wave of ‘social media mania’. Journalists use social media for stories and as a result your mistake can often end up in a broadsheet on breakfast tables the following morning.

This isn’t all bad though; whilst they won’t admit it, lots of account managers and marketing directors are quietly thanking their lucky stars that someone else made the mistake before they did. It’s a fairly new game and many are still learning the rules of engagement.

It’s also an opportunity to build a better strategy by engaging with the very people you have let down. Great Crisis PR in social media can often turn people onto your product better than being squeaky clean all the time can.

That’s why the whole marketing game is changing.

Convergence

Customer Service in social media IS Marketing. It’s also online/crisis Public Relations. It’s the most powerful form of marketing there is; Word Of Mouth. We capitalize and abbreviate it to WOM because we use the term so much!

Did you know that brand loyalty is lowest among Generation Y? So if your target market is anyone aged 16 – 31 to them you had better have something else up your sleeve. This Generation respond to the Truth.

By all means spend £x (insert your own figure here) on big flashy marketing campaigns if you want to but be warned that a big chunk of your target market won’t buy it (ask Pepsi). They definitely won’t buy it if your marketing doesn’t reflect the actual experience of using the product or service.

People, myself included, have often talked about brands ‘no longer in control of the message’ i.e. their brands are being commented on and talked about online all the time. Were we ever actually in control of the message? Maybe we could just influence it. Difference is, the conversation has moved online and so that’s where we must influence.

The Evolving Organisation

Customer Service (and internal communications) is something lots of people in the business are involved in. A single person is not in control of the output. If you are a service organisation (and I challenge you to show me a business that isn’t) chances are most of your £spend goes on payroll for your customer service people. Your people are hired to have conversations, build relationships and help the business remain resilient.

If it is done well, Customer Service is linked to SHRM. The people who are recruited are part of a wider strategy that should link the internal or employee brand with behaviour, training, development, performance management and remuneration. It’s all part of a complex system. Senior people in companies spend a great deal of their time making sure everything ‘fits’ together so their offering is consistent, measurable and contributes to increasing the value of their proposition.

The growth of social media means a massive opportunity to differentiate on a much more strategic level. This can be on a corporate level, business unit level or on an operational level.

As well as working with companies on their social media and online marketing strategies, I’m currently exploring how we can rewrite the business school models to reflect a more responsive, democratic and flatter business structure.

What ever social media people will be using in two years time, whether it’s Twitter, Facebook, Google Buzz or something else, we can be sure that the world won’t go back to the way it was.

We are in the midst of a Service Revolution. It’s time to participate.

What exactly is social media marketing?

” SMM combines the goals of internet marketing with social media sites such as Digg, Flickr, MySpace, YouTube and many others. The SMM goals will be different for every business or organization, however most will involve some form of viral marketing to build idea or brand awareness, increase visibility, and possibly sell a product or service. SMM may also include online reputation management. Most online communities don’t welcome traditional direct or hard sell techniques so an effective SMM campaign will require more finesse to execute properly. SMM campaigns must be targeted to the community you want to reach with a message that appeals to them. Some common ways of achieving this are with authoritative information, entertainment, humor or controversy. “ -Wikipedia 2007

Social media marketing can be thought of an indirect method of marketing your business.  It is a powerful process which utilizes the principles of traditional marketing to programs with social ends that ultimately promotes your business through social media channels. Social media marketing is the new wave of online marketing and might be considered an indirect method of marketing.  Traditional marketing focuses on immediate sales and gets right to the point.  This is who we are, this is what we do, this is why you should buy our product or service, now buy it. The length of traditional sales cycles vary within industries but the goal is always the same – close that sale.  Social media marketing has the same goal but the means to the end are very different.  It is generally frowned upon to try to do sell your product or service on industry forum sites, for example.  Those forums are in place for the exchange of ideas, knowledge and networking.  Most forums have a separate advertising section where businesses can pay for advertising. The idea behind participating in forums is to establish yourself as your industry expert.  Sharing your knowledge and learning from those in the same industry or your target market results in exposure for you and your business.  If you provide helpful information, make constructive comments and ask appropriate questions, you will be offering value to potential customers and they will, eventually, come to look for more value from you.  Naturally, your ultimate value is in the product or service you are trying to sell.  The inherent problem with social media marketing is that it takes a lot of time and effort to achieve the eventual desired result – that being the sale.  Many business owners either don’t have the time to devote to something that does not provide immediate desired results (the delayed gratification theory) or they are resisting utilizing the powerful social media marketing available options specifically because of its indirect approach to sales and the time it takes to see results.

Social media marketing is really no different than social networking off the internet.  When you attend a trade show or a company event, you are networking in a social environment with the desired result being to increase your customer base.  Companies that sponsor golf outings, company picnics and other social events, often invite employees, customers and potential customers.  What do these three groups of people do at these events?  They socialize and network.  Although some may develop friendships at such events, the main reason for and ultimate goal of such events is to increase the bottom line – meaning the company’s profits.  The Internet offers massive sources for networking through blogs, forums, communities and of course the immense number of social networking sites like Facebook, Bebo, Dzone, Gather, Ryze, Squidoo, Tagged, Xing and many,  many more.  The networking concept is the same; the platforms are exponentially greater and different.  The vast number of sites can be overwhelming (http://traffikd.com/social-media-websites/), so it is a good idea to focus your social networking on sites that are specific to your industry as well as some of the larger, widely used generic sites like Facebook, Plaxo, Linkedin, etc.  I prefer to use the sites that are more business-oriented like Linkedin and Plaxo – but that is a personal preference.  To me, my Facebook profile has information and photos that are more appropriate for friends and family than business associates, but there are those who don’t agree.  Again, that is a matter of personal preference. 

For discussion purposes, let’s consider traditional (or direct) marketing to be a one way communication channel and social media marketing to be a two-way communication channel. In traditional marketing, a business might send you a direct mailer, an email, or you might see an advertisement in a magazine.  These types of marketing campaigns cost the business a whole lot of money and don’t always result in large volumes of sales.  Now consider participating in two-way conversations on forums, blogs and other social networking sites.  You, as a representative of your business, are engaging in “conversations” with your prospective clients and hopefully providing valuable content (content is King in social media marketing).  Over time, you and your business will become more visible (as you increase your online presence), your reputation and value will increase and in time, your prospective clients will know who you are, the value in what you are selling and where to find you. 

I always like to put myself in the other person’s shoes to understand where they are coming from.  I don’t purchase anything before going on the Internet to find everything I can about the product or service I am considering buying.  I read the reviews as well as what is being said about the competitive product or service. This being said, why would I expect anyone else to not do the same?  If you think about social media marketing in these terms, its value, albeit a time-consuming process, may become more apparent to you.

It is important to keep in mind that social networks consist of loyal and engaging large audiences. Social media marketing can greatly benefit any business as it compliments your brand (an incredibly important topic in its own right), business and online profile.  However, social media marketing takes time and serious dedication but the ultimate return you will receive will be well worth the time spent.

Whether or not a business owner embraces the value of social media marketing, there is no escaping the fact that the Internet is the new frontier for marketing.  Social media has taken on a life of its own and if you have not jumped on the bandwagon, you are missing the boat.  Social media marketing can greatly benefit any business as it compliments your brand, business and online profile.

The methods you use to promote yourself, your products, or your services will be the deciding factor in how successful your online business is. You may think you can achieve online success simply by having a great looking website, but that’s just not the case. Having a website is a necessity if you’re going to have an online business, but you can’t just put up a website and wait for customers to start flooding in to buy whatever it is you’re selling.

Once your website is built and is live on the internet, the next step is to decide what types of online marketing tools you’re going to use to build your website into a thriving online business.

The unfortunate part of online marketing is that there are tons of scams and schemes disguised as good methods to use to market your business online. There also lots of “free” online marketing methods which, in the end, aren’t really free at all.

However, there is one free online marketing method that’s not a scam and really is free. More importantly, it’s a method that’s incredibly effective at bringing “ready-to-buy” prospects to your website. The online marketing method I’m talking about is social media marketing.

Social media marketing is the latest in a constant stream of free online marketing methods to come along since the beginning of the 21st century. Online business owners all over the internet are using different types of this very effective online marketing method to make themselves tons of profit and there’s no reason you can’t be doing the same thing. You just need to know the correct way to use social media marketing so you don’t make costly mistakes in your online marketing efforts.

But before you can begin to correctly use social media to market your products and services online, you need to have a basic understanding of what social media is and how, when used correctly, it can help you build a huge following of customers and returning customers to your online business.

Social media marketing in its most basic form means interacting with your potential customers in a way that makes them feel drawn to you and to what it is you have to offer. This positive interaction isn’t achieved by selling something. A successful, positive interaction with your potential customers involves offering them information they can use to solve the problems that matter to them. To facilitate this positive interaction you can use any of the available social media websites available on the internet. The four most popular social media sites on the internet right now are Twitter, Facebook, LinkedIn, and MySpace.

Setting up a profile on any or all of these sites is easy and is the first step you’ll need to take if you choose to use social media as one of your online marketing tools. Once you’ve set up your account and/or your profile, you can begin posting things on your page that people who might buy your product or service will be interested in knowing. The possibilities here are endless.

As you continue to post valuable (and free) information to your page, people will find your page, and if you’re targeting the right group of people for the product or service you offer, people will find your page and will want to follow you so they can continue to learn from you. You, and the information you have, will eventually become invaluable to them and they’ll begin to get to know you, like you, and trust you.

 Once you’ve successfully gained the trust of your potential customers, you can then begin to offer them your products and services at a competitive rate and you’ll be well on your way to building a profitable online business.
